Zendesk Relate 2026

The most anticipated annual event in customer service technology, Zendesk Relate 2026, drew a very clear line for the development of modern customer experience in Denver. Zendesk unveiled its vision of an Autonomous Service Workforce. With this strategy, the company replaces traditional chatbots — which often frustrated customers — with specialised AI agents that work independently across messaging channels, email and phone, and whose billing is based only on verified resolutions.

At the core sits the Zendesk Resolution Platform, trained on 20 billion real customer service interactions. The system's dynamic Resolution Learning Loop analyses every customer interaction in real time, identifies gaps in the knowledge base and continuously improves automated answers without manual human work.

The goal of this new approach is to fix a problem that has long plagued the customer service industry. Companies have traditionally glued disconnected tools on top of old, clunky processes and put ticket reduction — i.e. deflecting the customer — ahead of genuine problem-solving. Now the focus shifts entirely to a genuine and definitive resolution.

To execute its strategic vision and enable the autonomous service workforce, Zendesk unveiled a comprehensive portfolio of new products. At the heart of the announcements are the code-free Agent Builder tool for building custom AI agents, new multichannel AI agents (such as the voice-focused Voice AI and the internal-support Employee Service AI), role-specific AI assistants (Agent, Admin, Knowledge and Analyst Copilot), and Quality Score for continuous quality assurance. The platform's technical foundation, meanwhile, is strengthened by a new contextual memory layer, Context Graph, two-way MCP compatibility and Action Flows that orchestrate integrated back-end processes.

Agent Builder: custom AI agents without code

One of the absolute highlights of the Relate conference was the Agent Builder tool. It's a completely code-free interface that lets customer service teams themselves build, test, deploy and optimise custom AI agents. The agents can be tailored precisely to a company's own policies, workflows and business logic. Thanks to the new tool, agents can be set up in a few minutes. Agent Builder is currently in trial.

The tool is designed to automate complex work both at the customer interface and in a company's internal back-office functions. These AI agents are managed, monitored and administered securely from a single centralised view.

Multichannel AI agents through the Forethought acquisition

Zendesk's new AI agents work seamlessly across chat, email and voice, keeping the conversation context unbroken as it moves from one channel to another. These expanded capabilities are based partly on Zendesk's acquisition of Forethought. The agents are designed to work flexibly both inside Zendesk and outside it in third-party systems.

The AI-based Voice AI agents will go into wide distribution during the current quarter. Built on Amazon Connect technology, the Voice AI agent supports over 60 languages and can even switch language on the fly mid-call without losing the thread or the information the customer has given.

In addition, Zendesk unveiled fully independent AI agents for internal employee support (Employee Service AI Agents). These agents, specialised in IT and HR support interactions, are based on the Unleash acquisition. They work where employees already are — in Slack and Microsoft Teams — and can search for information across a company's various data stores while carefully respecting employees' original access rights. These AI agents will enter trial during this summer.

New role-specific Copilot experiences

Zendesk introduced significant AI updates to the Copilot product family designed to help agents, offering tailored intelligence for different roles:

  • Agent Copilot: Helps human agents by combining information from internal and external sources. It creates ready-made procedures and suggestions, and can independently handle up to 30% of received matters from day one.

  • Admin Copilot: Now generally available, Admin Copilot helps detect problem spots in the system, recommends fixes and makes the necessary workflow changes in real time with a single click.

  • Knowledge Copilot: In trial, Knowledge Copilot analyses real customer conversations and, based on them, identifies gaps, outdated information and content contradictions in the knowledge base.

  • Analyst Copilot: In trial, Analyst Copilot brings a completely new kind of intelligent analytics experience that surfaces trends and helps understand the root causes of things when asked in natural language.

Quality Score brings continuous quality assurance to every interaction

The event also unveiled the Quality Score quality-evaluation system, which will soon enter trial from the Suite Professional tier upward. Instead of traditional manual quality control based on spot checks, the system automatically analyses 100% of all conversations held by humans and AI. This gives a company a completely objective, real-time overall picture of customer service quality and helps spot any skill and performance gaps immediately.

Context Graph, Knowledge Graph expansion and MCP support

Zendesk introduced a new Context Graph memory layer. This functional memory stores previous AI analyses, the background to decisions and the wider service context to improve future recommendations in intelligent analytics. Context Graph is currently in trial.

At the same time, Zendesk expanded its generally available Knowledge Graph integrations. Information can now be brought into the system directly from SharePoint, Google Drive, Notion, Guru, Contentful and Document360 without having to copy or move articles into Zendesk.

On the integration front, the most significant news was support for the open MCP connection (Model Context Protocol) in both directions:

  • The MCP Client (in trial) lets AI agents and Agent Copilot connect to external systems and automatically expand their capabilities as new MCP tools become available.

  • The MCP Server, entering trial this summer, gives companies the ability to share Zendesk's ticket, customer and knowledge data in a controlled and secure way with their other external AI systems.

Action Flows and ready-made workflow integrations

Zendesk unveiled Action Flows for AI agents, currently in trial. They let teams build multi-step, integrated back-end processes directly in the Action Builder tool.

In addition, a library of 40 ready-made workflow integrations was unveiled, enabling instant integrations with Okta, Claude and OneDrive, among others. Zendesk's goal is to bring more than 100 new ready-made app integrations to its platform by the end of the year.

Expanded outcome-based pricing

To meet the needs of the new era, Zendesk is expanding and clarifying its outcome-based pricing model. Customers will in future pay only for customer interactions where the problem was verifiably and successfully resolved.

Confirming a resolution happens in two stages: the AI agent that resolved the matter first makes its own assessment, and on top of that a separate, independent AI quality-assurance model confirms the success independently in the background. Spam, misuse and mere routine conversation openers are automatically excluded from billable resolutions, which guarantees pricing honesty and extremely easy ROI tracking.

AI agents that work with you

Zendesk CEO Tom Eggemeier summed up the broader significance of the announcements for the customer service industry in his closing Relate keynote.

Zennius's view: how to avoid the biggest pitfalls?

While the new tools offer unprecedented possibilities, they also come with two risks that every company needs to recognise and avoid:

Optimisation without a strategic goal

When the system starts suggesting automatic improvements, it's easy for admins to start staring at cold efficiency figures alone, such as the automation rate or average handling time.

  • The pitfall: If the system is configured to block tickets from humans too aggressively, customers get frustrated with an AI that refuses to hand them to a human in difficult, multi-dimensional situations.

  • The solution: The customer service strategy and brand values must be defined in advance. You need to know which matters (such as difficult complaints) always belong to a human, and when the speed AI brings is instead the best possible service.

Acceptance without understanding

The new Admin Copilot tools make automatic recommendations to admins about rules, classifications and routing.

  • The pitfall: If admins start trusting the AI blindly and click "Approve" without understanding how the suggestion affects the system's other rules and logic, the result can soon be an unmanageable, complex "spaghetti configuration".

  • The solution: The background and reasoning behind Copilot's suggestions must always be assessed critically.

Where to from here?

Zendesk Relate 2026 shows that AI agents are here to stay. It's not about whether AI replaces humans, but about how the most successful companies combine the speed of AI and the empathy of human interaction into one seamless whole.

That said, it's not worth just "switching AI on" without a careful plan. Success requires precise process modelling, strong architectural design and a clear business strategy.
